AbstractQueuing is a negative experience for most consumers and reduce their intention
to consume. In real-life, a long waiting line outside a store may also affect consumers’ perception, that is a popular one, and increase their consumed intention. As mobile
technology mature, mobile queuing services App may be a good alternative to physical waiting lines. How does this virtual queuing influence queuing intentions? In addition, how do the influences of the e word-of-mouth and queuing information provided by the mobile queuing service App affect on consumers’ conformity (or herding behavior) and queuing intention? This study attempts to look into the effects of consumers’ conformity and social comparison in waiting lines, and also the consumers’ waiting time perception. Through this laboratory experiment, we hope to find out ways to reduce consumers’ negative experiences from waiting, and also provide positive influences. Results reveal that “queuing method” can affect consumers’ “time perception”; and then influence their “queuing intention”. “e word-of-mouth” can also affect consumers’ “queuing intention”; and “queuing information” moderate this relationship; Consumers’ “conformity” and “social comparison” can affect their “queuing intention”. Finally, this study offers implications and suggestions.

排隊行為所產生的反應,悠關消費者對整體服務品質的評價(Carmonet et al., 1995; Hockenhull, 2000),因此,等待時間對於消費者而言,已經成為用來衡量整體服務品質和消費者滿意度的重要因素(Bielen and Demoulin, 2007)。在商業活動競爭激烈的環境下,消費者對於整個服務過程,不光只是在意服務流程與品質的優劣,也同
時重視接受服務前所需等待時間。消費者通常無法忍受過久的排隊等待時間(Katz et al., 1991; Lu et al., 2013);等待甚至容易引發消費者產生負面情緒,影響該次消費的滿意度,進而影響下次再來消費的意願(van Riel et al., 2012);消費者也會因為等待的時間過久而不耐煩而最後放棄消費(Janakiraman et al., 2011)。更甚者,會有消費者想要快速獲得服務而插隊,因而引發糾紛(Allon and Hanany, 2012),對服務提供者而言,改善等待問題的優先方案是使實際等待時間最小化,直到所花費的改善成
本大於所增加價值為止(Jones and Dent, 1994)。因此多數企業無不致力聚焦於縮短顧客在服務流程中的等待時間,優化整個服務流程。

相較於早期排隊行為讓消費者產生負面情緒,並使消費者滿意度下降而不願排隊
的情形(Hornik, 1992; Kellaris and Kent, 1992),在近幾年卻出現排隊現象反而成為消費產品受歡迎的象徵的改變(Koo and Fishbach, 2010)。目前有許多消費者願意為了新科技產品(如:iPhone系列)、運動鞋(如:Air Jordan系列) 或美食小吃而排隊。這種情形在餐飲業中尤其並普遍,在許多國家(如:日本、台灣等)甚至有些店
家產生所謂排隊風潮,也就是排隊人數愈多的店家愈受到歡迎,消費者愈願意排隊的
現象。Raz and Ert(2008)的研究發現排隊人數的長短將會影響消費者的選擇,當一家店的排隊人潮越多,消費者將越有可能光顧這家店。這顯示排隊現象對於消費者具
有正面的影響,會讓消費者認為該店家一定有讓消費者願意等待的價值,才會導致排
隊狀況的出現。
行動裝置使用已成為個人必要配件(Dai and Palvia, 2009),而行動裝置上所發展各式行動應用程式(Mobile Application, App)提供多樣化的服務,更成人類日常生活中的小幫手(Bellman et al., 2011)。根據資策會產業情報研究所 2015年的調查顯示,有 67%的消費者會主動下載 App獲取商家資訊,該調查進一步分析消費者主動下載 App的因素,其中有 41.7%的消費者下載 App,是為了讓智慧型手機能主動顯示附近店家優惠資訊或推薦商店,做為消費依據(資策會產業情報研究所,
變得可行(Doerr, 2011)。近年來也出現行動排隊服務 App提供消費者做為排隊方式的選擇,行動排隊服務 App除了可讓消費者不用在原地等待消費,同時可以結合適地性服務(Location Based Service, LBS)與網路社群(Virtual Community),行動排隊傳送店家資訊給消費者,讓消費者能依據地域性得知商家資訊及網路評價(例如:
網路口碑、排隊資訊⋯⋯等),提供消費者所需消費訊息以做選擇,因此,網路排隊
議題值得進一步探討。
綜觀近年來的相關研究,在行動商務部分,有著重在消費者行動市場的接
受度(Bauer et al., 2005),有針對消費者對行動裝置的採用因素(Shankar and Balasubramanian, 2009),或行動商務上購買的影響因素(Shankar et al., 2010);或探討 App的應用與設計對消費者購買意願的影響(Bellman et al., 2011);在網路社群口碑部分,研究大多著重於如何透過社群有效地進行口碑擴散影響購買意願(Martin and Leug, 2013; Yadav et al., 2013);在適地性服務部分,有為適地性服務對於消費者的購買情緒的影響及 LBS的持續使用意願的研究(Lehrer et al., 2011)。也有結合行動裝置與 LBS在觀光產業之應用研究(Husain and Dih, 2012; Noguera et al., 2012)。然而,在現有的研究中同時結合適地性、網路口碑與排隊的議題的研究相對
Ajzen and Fishbein(1977)認為行為意願是「個人欲從事某特定行為的主觀機率」。在排隊行為上,排隊意願則代表消費者願意去排隊的主觀機率。排隊又稱之
為等候線,是服務與作業管理最重要的課題之一,也是建立排程、工作設計、與
服務流程等作業的基礎(Jacobs and Chase, 2014)。排隊為服務等待(Waiting for Service)的一種方式,Taylor(1994)定義服務等待為「消費者準備接受服務到服務真正開始,所歷經的時間」。服務等待通常提供先到先服務(First-come, first-served; FCFS)的服務原則,消費者必須排隊來接受預期的服務。Dube-Rioux et al.(1989)的研究指出消費前的等待較消費中的等待最令人感到不悅,也是研究所關心的焦點。
2.1.1 排隊方式Lovelock and Wirtz(2010)認為排隊的方式和結構是能夠控制或影響消費者等待
時間知覺的方法。Larson(1987)發現單一線連續步驟的溫蒂漢堡與多線平行進行服務的麥當勞比較起來,溫蒂漢堡的顧客滿意度是比較高的。Rafaeli et al.(2002)的

研究發現,即使等待時間相同、涉入過程是公平的,不同的排隊方式仍然會讓顧客產
生不公平的感覺,當顧客在多線平行並進行等待時,會比蛇線或是單一線連續步驟等
待的人更容易感到不安,時間知覺也相對較長。Lu et al.(2013)的研究認為排隊方式對消費者服務等待的決策有絕對的重要性。
SoLoMo行銷能有效結合社群、在地性與行動性,將使得行銷更具有移動化、即時化、在地化、及社群互動性。LBS技術可提高行動裝置在商務上的應用(Husain and Dih, 2012; Noguera et al., 2012)。而行動裝置 App能透過適地性服務達成客製化與在地化的服務。藉此消費者也可以主動搜尋所在位置的附近商家,得知商家的相關
資訊息,相對的,商家可以得知消費者所在位置,進而傳送行銷訊息給這些消費者;
達成雙向溝通(張阜民等人,2013)。研究發現將適地性概念導入社群口碑所產生的推薦利潤模式較傳統的利潤模式為高(Sarwat et al., 2013)。本研究認為使用行動排隊 App的排隊方式和其所能傳遞的相關訊息對消費者的影響值得進一步探討。因此,本研究擬依據實務,設計一套虛擬行動排隊服務 App,其功能除了能線上排隊,更能顯示相關網路口碑、排隊資訊,提供消費者參考,並以之為依據進行實驗室研
究。
2.1.2 時間知覺當消費者在評估產品或服務品質的時候,「時間」的考量成為一項重要因素
(Borges et al., 2015; Zhou and Soman, 2008)。消費者的知覺等待時間是由接受服務的時間所驅動的(Anić et al., 2011)。Hornik(1992)歸納出消費者時間的層面共有三個:時間分配/行為(Time Allocation/Behavior)層面、時間知覺(Time Perception)層面與時間定位(Time-budget Approach)層面。在排隊行為的研究中,主要以時間知覺來分析消費者的排隊心理(Pruyn and Smidts, 1998)。Hornik et al.(1994)以資源分配模型(Resource-allocation Model)的觀點來解釋時間知覺,他認為受測者對時間知覺的長短是取決於認知計時器(Cognitive Timer),當受測者開始感覺到時間的流逝時,認知計時器就開始啟動。每當受測者將注意力放在時間
上,「感覺上」時間就會開始流逝,並意識到自己「正在等待」。Baker and Cameron(1996)在研究中指出,消費者主觀知覺等待時間長短,與客觀時間流逝(時鐘時間)是相對立的;消費者重視的是主觀知覺的等待時間,並不在乎實際時間流逝。
過去有研究針對消費者的時間價值觀進行探討,認為「知覺等待時間」(Perceived Waiting Time)才是解釋消費者等待反應的關鍵指標(Dube-Rioux et al., 1989; Hui and Tse, 1996; Taylor, 1994),Lin et al.(2015)認為服務等待時間影響消費者的知覺價值。本研究聚焦於行動排隊服務比起傳統排隊方式對消費者之等待時間知覺是否有所
不同。

2.2 排隊心理
Maister(1984)提出排隊心理學(The Psychology of Waiting Lines),說明消費者接受排隊後的各種情緒。後續的研究者使用從眾心理以及社會比較心理來探討排隊
心理,本研究接著探討現今存在網路上的資訊對於消費者的從眾心理以及社會比較心
理之影響。
2.2.1 網路口碑網路口碑的訊息可以有效的降低消費者在購買產品或服務時所感受到的風險與
不確定性,進而影響其購買決策(陳美如等人,2012;King et al., 2014; Yadav et al., 2013; Hanson and Kalyanam, 2007)認為網際網路上的口碑傳播,能透過各式各樣的形式進行散佈。Hennig-Thurau et al.(2004)指出網際網路的出現,使消費者可以透過網頁的瀏覽動作,來收集其他消費者所提供的產品資訊與使用經驗,並賦予消費者
們便會藉由與相似他人進行比較,以釐清自己的不確定感。Kruglanski and Mayseless(1990)對社會比較理論提出更為廣泛的界定,認為即使在具備客觀標準的情境下,個人仍會進行社會比較,做進一步的自我評價。社會比較心理同時被用來研究排隊行
為,在排隊的情境中,等待服務是一種負面的消費者經驗,會讓消費者產生「不確定
感」(Maister, 1984; Taylor, 1994),消費者不確定自己會等多久。為了消除這種不確定感,消費者將會進行潛在的「向上比較」(Upward Comparison),意思是與排在自己前面的人比較,以及「向下比較」(Downward Comparison),即與排在自己後面的人比較(Zhou and Soman, 2003),透過這些比較來衡量自己需要等多久的時間。

「向上比較」與「向下比較」會產生所謂的「前待效果」與「後待效果」。排
在消費者前面的人數愈多,消費者等待的時間也愈長,則消費者負面情緒也會愈強,
服務評價自然就降低,這種現象就稱作是排隊心理的「前待效果」(Hui and Tse, 1996)。「後待效果」則是在排隊的過程中,排在消費者後面的人數愈多,則消費者的正面情緒愈強,負面情緒愈弱,而離隊的機率則會大幅降低(Zhou and Soman, 2003)。在「後待效果」的研究中發現,排在消費者後面的人數愈多,則消費者的正面情緒愈強,而且產品或服務帶給消費者的價值愈提高。Lu et al.(2013)的研究發現排隊的位置會決定消費者是否願意繼續排隊,Zhou and Soman(2003)認為排隊相對位置的顯著性會影響排隊心理,而且高社會比較傾向者會比低社會比較傾向者容

H1:比起實體排隊,消費者對於行動排隊有較短的時間知覺。
時間知覺是個人對於時間長短的主觀感受。消費者的時間知覺越短,對於所接受
的服務會越滿意(Bielen and Demoulin, 2007)。Borges et al.(2015)的研究指出降低消費者的知覺等待時間可提升消費者的滿意度。本研究認為在排隊後,如果消費者
主觀時間知覺的排隊時間比較短,則消費者的排隊意願可能會提高。因此,本研究提
出以下假說:
H2:時間知覺對於排隊意願有負向影響。
Bristor(1990)認為口碑在消費者對於產品的態度轉變上有相當大的說服力及影響力。過去研究證實 eWOM 會影響費者的購買決策(Chatterjee, 2001; King et al., 2014)。當現在的消費者不確定哪一種產品比較好的時候,網路口碑就可能影響其決策。因此,本研究提出以下假說:
H3:比起沒有網路口碑資訊,正面的網路口碑對於排隊意願有正向影響。
在排隊的情境下,排隊人數則代表提供消費者足夠且真實的排隊資訊,幫助消
費者釐清排隊所帶來得不確定感。邱于平與楊美雪(2011)認為消費者在面臨美食類購買決策時,更易受資訊的影響,而這些資訊會影響購買前的評估階段。Lu et
Zhou and Soman(2003)認為排隊受到個體差異因素(Individual Factor)的調節影響,高社會比較傾向者會比低社會比較傾向者容易有比較心理。Debo and Veeraraghavan(2009)認為排隊的相對位置將會影響到消費者的排隊意願。本研究認為社會比較心理是從眾心理影響排隊意願的調節變數。換言之,排隊隊伍的前後顧客
人數將影響不同從眾傾向消費者的排隊意願。因此,本研究提出以下假說:
H6:社會比較心理對於從眾心理與排隊意願之間的關係,具有調節效果。
3.3 研究系統設計
因為本研究所要探討的時間知覺、從眾心理與社會比較心理必須透過情境的模
擬,所以本研究採用實驗室研究法,透過情境的模擬,並對排隊方式、網路口碑、排
隊資訊⋯⋯等參數的操弄,來探討本研究的架構與假說是否能獲得支持。而且採用實
驗室研究法能夠將控制其他外在因素,能達到變數間因果關係的釐清,可以確保研究
結果能不受這些因素影響而造成徧誤。本研究的虛擬排隊系統由研究者以 ASP.NET 進行開發設計,設計網路口碑及排隊資訊,並且使用 Google Maps JavaScript API來達到地圖以及定位的功能,整個實驗過程,透過模擬排隊程序的網站來進行。
3.4 構念之定義與操作化方式
本研究之研究架構中的排隊方式、網路口碑、排隊資訊、社會比較心理與為本實
驗之操控變數。排隊方式設定為以下兩組:(1)行動排隊、(2)實體排隊,傳統排隊方

式是教室內實體排隊模擬餐廳實境排隊,行動排隊則 App 進行虛擬排隊。在網路,本研究參照相關研究(陳美如等人,2012;Davis and Khazanchi, 2008),考慮到網路口碑的數量特性,將使用評分人數、星等、以及消費者評論來控制正面的網路口
碑,並透過實驗前測來訂定人數與星等標示數據,而在消費者的評論上,考慮到手機
螢幕顯示,則一篇正面的評價做為代表,相對於正向口碑,本研究以無評分人數、星
等、以及消費者評論做為網路口碑呈現。排隊資訊、社會比較心理的人數透過實驗前
測來進行訂定實驗標示數據。從眾傾向的分組透過實驗測試的結果加以歸納。時間知
覺為了避免「典型的回答偏誤」(Seawright and Sampson, 2007),不以受測者直接填寫時間的方式,採用了讓受測者點選時間數字來認定。例如,消費者知覺等待時間
